When the AI can’t help: handing over to a human

What a good hand-over looks like, and how to set one up so customers never have to start again.

Every AI front desk meets a call it cannot handle. What matters is what happens next.

Why the hand-over matters most

In Verint’s 2026 customer experience survey, 61 per cent of consumers said they prefer a human agent. The same report found that about 70 per cent of those would still use AI if it solved their problem. People do not mind AI that works. They mind AI that traps them.

What a good hand-over looks like

  • The customer is never stuck in a loop. Asking for a person always works.

  • The person who takes over already knows what was said.

  • The caller does not repeat their name, number or problem.

  • If nobody is available, the caller is told, and their details are taken for a call back.

Decide when it should hand over

Do this before you go live. Write a short list of triggers, such as:

  • The caller asks for a person.

  • The caller sounds upset or worried.

  • The question is about money, safety, a complaint or a legal matter.

  • The AI is not sure of the answer.

  • The same question has been asked more than once.

Decide where it goes

  • Which person or team takes which kind of call.

  • What happens out of hours.

  • How quickly someone should respond to a message.

How this works with us. You define the escalation path for each workflow. The agent hands over to a person with the transcript, the result of any identity check and what it has already tried, so the customer does not repeat themselves.

Test it

Ask for a person, in several ways, and check what the person receives. A hand-over that looks right on paper but loses the details is the most common weakness.
